Call Center KPIs: What to Actually Measure in 2026

KPI lists for call centers haven't changed much in a decade. But how teams use them has. Here's a 2026 perspective on what actually matters and what's becoming a vanity metric.

Still critical:

ASR (Answer Seizure Ratio): The foundation. Below 60% on outbound means routing or list problems. Non-negotiable to track.

First Call Resolution (FCR): The best customer experience metric. High FCR means low repeat call volume, lower cost per resolution, and higher satisfaction.

Average Handle Time (AHT): Useful for workforce planning but dangerous as a performance target. Agents who rush to hit AHT targets create FCR problems.

Becoming less useful on its own:

Service Level (X% of calls answered in Y seconds): Valuable in isolation but misleading without context. 80% of calls answered in 20 seconds looks great. If the other 20% wait 15 minutes and abandon — it's not.

What's rising in importance in 2026:

Customer Effort Score (CES): How hard did the customer have to work to get their issue resolved? The correlation between low effort and retention is stronger than satisfaction score alone.

AI-assisted quality scores: Automated call analysis flagging sentiment, compliance gaps, and coaching opportunities across 100% of calls — not just sampled ones.

Cost per resolved contact: Total support cost divided by issues actually resolved (not just handled). This is the metric that connects telephony investment to business outcome.
